How Workiz Phone Routes Calls, Texts, and New Leads

Workiz Phone is an integrated business calling system that supports incoming and outgoing calls, call flows, queues, text messaging, recordings, call masking, and source tracking. When calls go straight to voicemail or a missed-call automation does not run, inspect the assigned phone number, call flow, external forwarding, voicemail outcome, and automation trigger before changing the whole setup.

What is Workiz Phone?

Workiz Phone is the communications component of the Workiz field service platform. It lets authorized users make and receive business calls through Workiz while keeping calls, texts, voicemail, clients, leads, jobs, and related activity connected inside the same operating system.

Its published functions include:

  • In-app calling
  • Call flows and queues
  • Call masking
  • Two-way texting
  • Call recording and tags
  • Advertising and lead-source tracking
  • AI answering and call analysis on applicable configurations

Workiz lists its communications product separately from the main software subscription, so businesses should confirm their current phone package rather than assume every account includes every communications feature.

One number can also serve a different purpose from another. A company might use separate lines for emergency service, paid advertising, an office department, or a particular region.

That structure only works when each number has a valid route.

Why a new Workiz number goes to voicemail

A Workiz Phone number must be assigned to a call flow, individual user, or external number before incoming calls are routed as intended. Workiz states that a newly added number without a properly configured destination will automatically send calls to voicemail.

This is one of the cleanest troubleshooting checks in the system.

Open Workiz Phone, select Phone numbers, locate the affected number, and confirm its destination. The number can be routed to:

Do this first: verify the number assignment.

Skip editing greetings, employee permissions, and voicemail messages until the number itself points to the correct destination. A polished call flow cannot receive calls from a line that was never attached to it.

How call flows work

A call flow defines the route an incoming call follows. Workiz says call flows can contain voice menus, call queues, and forwarding rules that direct callers to one or several users or departments.

A basic service-company flow might:

  1. Play a greeting.
  2. Offer emergency or routine-service choices.
  3. Ring a dispatcher group.
  4. Forward to another destination if nobody answers.
  5. Send the call to voicemail.

Every step should have an owner and a tested timeout.

Long ring sequences can leave callers waiting while several endpoints fail. Very short sequences may send a call away before an available employee can answer. The correct timing depends on staffing, business hours, and whether outside numbers have their own voicemail.

Test the full path from an unrelated phone.

Do not test only by opening the call-flow editor and confirming that each box exists. The live call must pass through every intended branch, including the unanswered route.

External forwarding can change missed-call behavior

Forwarding to an external number introduces a specific limitation. Workiz says that when the external number’s voicemail answers, the call flow stops there, the call is not marked as missed in Workiz, and any voicemail is stored outside Workiz rather than in its Message Center.

This can explain three complaints at once:

  • The Workiz missed-call automation did not trigger.
  • No Workiz voicemail appeared.
  • The remaining call-flow steps were skipped.

Match the Workiz ring time to the external phone’s voicemail timing. If the outside voicemail answers after 20 seconds, a Workiz flow that rings that number longer may never regain control of the call.

Check that first. Skip rebuilding the automation.

Workiz also supports a fallback number for rare phone-system outages. The fallback should be an external number separate from the company’s Workiz Phone numbers.

Why a missed-call automation does not run

Workiz can send a follow-up text after a missed call, including an Online Booking link when the required Phone, Automations, and Online Booking features are available.

The phrase “missed call” has a narrower system meaning than many users expect.

Workiz states that a missed-call automation runs only when the incoming call was missed without reaching voicemail. A call that reaches voicemail uses a different automation trigger. Automations tied to a completed call also apply only to incoming calls, not outgoing calls made by the team.

Delivery windows can delay the message too. Workiz explains that an automation configured to send immediately may wait until its permitted delivery period opens, such as when an event occurs outside an 8 a.m. to 5 p.m. window.

Find the call outcome first. Skip duplicating the automation rule.

Smart callback can bypass the normal flow

Smart callback sends a returning caller directly to the team member who initiated the earlier contact instead of routing the call through the standard call flow. It is generally active for 24 hours, although behavior can also depend on job status when configured through call masking.

There is an important edge case.

If smart callback routes the return call to that employee and the employee does not answer, Workiz says the call ends without a voicemail option and does not return to the normal flow until the smart-callback window expires.

That can sound like a routing failure even though smart callback is operating as configured.

The activation method matters as well. When enabled through call-flow settings, the original call must be placed through the click-to-call control on the job or lead page. Manually typing the number into the dialer does not activate smart callback under that documented setup.

Use click-to-call when that behavior is required. Skip assuming every outgoing call establishes the same return route.

Call recording and consent checks

Workiz records outbound calls made through its dialer by default and provides separate recording controls for incoming call flows and outbound calls handled through call masking. For a call flow, the administrator opens Workiz Phone, selects Call flows, edits the flow, and enables Record call flow. Call masking has a separate Record tech calls option.

Recording laws vary by jurisdiction.

Workiz specifically advises updating the greeting or outbound notice when the applicable state requires two-party consent.

The relevant U.S. legal framework can include federal wiretap law and state recording-consent statutes. A company operating across several states should not assume that the rule at its headquarters controls every conversation.

Confirm the legal requirement before recording. Skip copying another business’s greeting without review.

Recordings can be accessed from the Calls page and from connected job records when the feature was set up correctly.

Call monitoring has narrow access

Workiz call monitoring lets administrators view active calls, listen, whisper to a dispatcher without the customer hearing, or join the conversation. The feature is available only in the Web App for users assigned the Admin role. It cannot be enabled for another role through ordinary role-and-permission controls.

Mobile calls are another limit.

The monitoring list includes team members using Workiz Phone through the Web App, but it does not include employees currently using Workiz Phone through the mobile app.

This often produces a false conclusion: “The technician is not on a call because the monitor shows nothing.”

Check the device.

Do not promote a dispatcher to Admin merely to troubleshoot one conversation without reviewing the broader account access that role receives.

Turning a call into a job or lead

During an active Workiz Phone call, an authorized user can select the plus control and create a Job, Lead, or Client. Workiz prepopulates available information already associated with that phone number, such as the client name and service address; for a new caller, only the phone number may be filled automatically.

With call tracking configured, the job source can also be populated so later revenue is associated with the applicable advertising source. The call and its recording are stored in the job timeline and client profile.

Search before submitting.

A returning customer may call from another number, causing the creation form to look new. Compare the caller’s name, service address, alternate contacts, and existing history before creating another client.

Duplicate client records divide jobs, messages, estimates, and source reporting.

Message Center texts and voicemail

The Workiz Message Center combines customer emails, text conversations, notifications, quick replies, group messages, and voicemail activity. Workiz also sends internal notifications when customers perform actions such as paying an invoice, viewing an estimate, or signing an estimate in a sales proposal.

Quick replies can contain ordinary text and short codes for values such as a client name or booking link.

Preview those fields.

A saved reply may be correct while the connected client record contains an old number or the wrong contact. Text-message billing can also change with message format: Workiz states that plain SMS units generally cover up to 160 characters, while adding media or an emoji converts the message to MMS and changes how usage is calculated.

Phone-plan limits matter too. Without on-demand billing, reaching the included monthly minutes or message limit can stop the account from making or receiving calls until the next usage cycle. Included usage refreshes on the first day of the month and does not roll over.

Check usage before diagnosing an outage.
